Building guest loyalty: delivering your promise on site

A smooth arrival, a ready property and problems followed through: how to turn your listing’s promise into a consistent experience, stay after stay.

A listing makes people want to book. The stay shows whether the promise is kept. For a holiday rental management business, building guest loyalty therefore starts with very practical things: getting in without difficulty, finding a clean property, understanding how it works and receiving a useful response when a problem arises. None of these elements guarantees another booking. Together, however, they provide a solid foundation for trust.

Turn every promise into a checkpoint

Read through your listing with the person who prepares the property. If you advertise a workspace, check that there is a suitable chair, an accessible power socket and usable lighting. If linen is provided, specify the quantities required for each type of stay.

Airbnb's ground rules for hosts cover areas including reliable check-in, listing accuracy, communication and cleanliness. These points can help structure your own checks, whatever booking channel you use.

Draw up a short list of the features that make each property distinctive. When equipment changes or becomes unavailable, make sure the information reaches the person responsible for the listing and guest communications.

Pay attention to the first few minutes on site

Walk through the arrival route from the street. Is the building easy to identify? Do the directions match what the guest actually sees? Does the planned access method work? Is it clear whom to contact?

Test the instructions with someone who does not know the property well. Their hesitation often reveals a missing detail: two similar doors, an unclear floor number or a key safe that is hard to spot. Correct the wording rather than adding several explanatory messages at the last minute.

Inside, check what guests need straight away: lighting, linen, space to put their luggage and essential information. A late arrival should be possible with the same clear instructions, without assuming a team member will be available on site.

Define cleanliness in observable terms

“Clean the property perfectly” leaves plenty of room for interpretation. Describe the expected results for each area: a bathroom ready to use, a kitchen free of leftovers from the previous stay, beds prepared according to the booking, and clean floors and surfaces.

Add easily missed points: under cushions, drawers that have been used, stored dishes, handles and the bin area. Tailor the list to each property while keeping a common set of checks across your portfolio.

Provide a simple way to report anything preventing the expected result: missing linen, damaged equipment or a cleaning slot that is no longer long enough. An early report allows decisions to be made before the next arrival. It should be possible to send that report without having to guess who will be available.

Organise handovers between people

The guest experience involves several roles. The person answering messages may not know that a lamp has been replaced; the on-site team may not know that an extra bed is needed.

For every stay, identify the information that affects preparation and make sure it reaches the right person. Avoid passing on personal data that serves no purpose for the task. A precise instruction about the bed configuration is often enough.

Also define what “property ready” means. Cleaning may be finished while another job is still outstanding. Final confirmation must account for any problems preventing the stay, with one person responsible for deciding whether the property is ready to welcome guests.

Follow a problem through to resolution

When a guest reports a difficulty, start by establishing what is happening and what they need. Acknowledge the issue, explain the next step and give a realistic timeframe for an update. Airbnb's communication advice emphasises useful information at the right time and transparency when a problem arises.

Internally, assign the action to someone. Passing a request into a conversation does not prove that anyone has accepted the job. Follow up on who is handling it, then check the outcome with the person concerned.

After a fix, ask the guest whether the situation has been resolved. This final step avoids closing an issue solely on the basis of a “done” message when the difficulty still exists.

Learn from each stay to prepare for the next

At departure, thank guests and give them the opportunity to share honest feedback. Analyse recurring comments by property: confusing access, too little storage, impractical equipment or inconsistent preparation.

For each issue you decide to address, choose a concrete change, a responsible person and a date to check it. Then see whether the problem recurs. You will build a useful history for discussions with owners and for adjusting team instructions.

To connect this preparation with the people who actually work on site, discover StayClean, a platform for coordinating cleaning and on-site operations with your usual teams. Building loyalty starts with that consistency: a clear promise and coherent actions for every stay.
